Role Purpose
The Service Desk Analyst serves as the first point of contact for end users, providing high-quality technical support and assistance to users across prestigious client accounts. The role is responsible for delivering timely and effective resolution of IT-related issues through phone, email, and ticketing systems. The analyst takes ownership of incidents from initial reporting through to resolution, ensuring excellent customer service, clear communication, and adherence to established service level agreements (SLAs).
Key Responsibilities
- Act as the primary point of contact for end users experiencing IT-related issues and service requests.
- Receive, log, and manage support requests via telephone, email, chat, or ticketing tools.
- Provide first-level technical support and troubleshooting for hardware, software, network, and application-related issues.
- Diagnose and resolve incidents using standard operating procedures, knowledge bases, and troubleshooting guides.
- Accurately create, categorize, prioritize, and document incidents and service requests within the ticketing system.
- Escalate unresolved or complex issues to the appropriate support teams while ensuring all relevant information is captured.
- Monitor and track incidents throughout their lifecycle, maintaining ownership until resolution and closure.
- Coordinate with internal support teams and third-party vendors when required to facilitate issue resolution.
- Perform incident recovery activities and ensure service restoration is achieved in a timely manner.
- Provide regular updates to end users regarding the status and progress of their requests.
- Verify resolution with users and ensure customer satisfaction before closing tickets.
- Maintain accurate documentation of issues, resolutions, and support activities.
- Adhere to IT service management processes, policies, and service level agreements.
- Contribute to continuous improvement initiatives by identifying recurring issues and suggesting process enhancements.
